AE: Custom Email Template not Applied for specific user in Support Case communication

Hi,

We created a custom email template that is used when communicating with customer on support cases. The template is available to select in the email template drop down but once selected it is not applied (visible) for one user. I've tested the role and it works for other. I'm not able to see any restrictions as none are supplied on the template file.

Why for a user and not role?

Anyplace that I need to look specific?
